Somebody sends an answer that doesn’t address it. Then you receive a survey asking how satisfied you were with the service.

I’d be more satisfied if I didn’t have to start over.

Retirement plan providers can fall into the same trap. Management wants shorter response times and fewer open tickets. Employees learn that moving something out of the queue makes the numbers look better.

Meanwhile, the sponsor is still trying to figure out why a contribution wasn’t allocated or how to correct a participant’s account.

The ticket is closed. The problem is alive and well.

There is nothing wrong with measuring service. There is something wrong with measuring activity and pretending it proves success.

An acknowledgment isn’t an answer. Forwarding an email isn’t a resolution. Telling a sponsor to contact another department doesn’t help much when that department sends them right back.

Someone needs to remain responsible for getting the issue to a conclusion.

That means understanding the question, identifying what information is missing, coordinating with the appropriate people, and explaining the result in language the sponsor can understand.

Sometimes the issue can’t be resolved immediately. That’s fine. Tell the client what is happening, who is handling it, and when they should expect another update.

Don’t mark it completed simply because you’ve exhausted your preferred response time.

Providers should look at repeat inquiries, reopened cases, and whether clients received usable answers. Otherwise, an impressive dashboard can conceal a frustrating service experience.

Your client doesn’t care how clean your queue looks.

They care whether the contribution was posted, the distribution was processed, or the question was answered. Close the ticket when you can explain what actually resolved the problem.

I’ve dealt with companies that seem better at closing service tickets than solving the problems that created them.
